24/7 customer service without hiring more people: what an agent actually covers

What an AI agent covers once support runs around the clock: what it settles at night, what it leaves for the morning and what it must never answer alone.

How do you run 24/7 customer service without hiring a night shift?

By separating the questions with an exact answer from the ones that need a decision. The first kind gets answered at any hour by querying the system where the fact lives: order status, opening hours, prices, availability, what a case is still missing. The second kind gets recognised, the information gets gathered, and the case is left ready for the person who starts in the morning. An agent that tries to answer everything overnight is not running 24/7 support: it is manufacturing work for the next day.

“24/7 support” usually means two very different things. One is that somebody answers at any hour. The other is that something can actually be resolved at any hour. The first is easy and does not help much: an automated message at midnight moves nothing forward, it just pushes the conversation to the next day with an expectation attached.

The questions that do resolve themselves

They share one mark: there is a place where the answer lives. Where is my order, how late are you open, how much does it cost, is it available, which document am I missing.

None of those needs judgement. It needs a lookup. The order status lookup is the clearest case: the fact exists, and the only reason a person answers it today is that somebody has to go and fetch it.

The ones that do not, and what to do with them

A refund. An exception. A complaint. A special condition. At three in the morning those are still a person’s decisions, and the right answer is not to attempt them: it is to recognise them, gather what is needed and leave the case ready.

That is the quiet work of the support Met: the conversation it hands over arrives with the full context, so whoever picks it up in the morning does not start by asking what happened.

What actually changes the next day

It is not that you sell overnight. It is the queue the team starts with. The difference between arriving to a hundred unread messages and arriving to twelve ordered cases, with the repetitive part already answered, is the difference between a team putting out fires and a team working.

How to tell whether it is working

The tempting metric is how many conversations it closed on its own. It is incomplete: an agent that answers everything and resolves little scores well there.

The one worth watching is what happened to the ones it escalated. If they arrived with the facts gathered and the person could close without asking again, it is resolving. If they arrived blank, it is replying. The full journey, with those limits declared step by step, is in the WhatsApp support solution, and the rest of the Mets are in the catalogue.

The agent recognises it, does not try to solve it and puts the case at the top of the queue with everything already said. An automated reply to a complaint makes it worse, and at that hour nobody can repair it.

Just as useful, because people ask when they can and not when the office opens. What changes is not night-time sales: it is that nobody arrives to an inbox with a hundred unread messages.

Look at how many conversations end without intervention, and at what happened to the ones that needed it. If the escalated ones arrive with nothing gathered, it is replying, not resolving.
